Reopen rate is the number vendors leave out. Going from 10% to 25% reopens costs almost as much as dropping containment by 20 points, because a reopened ticket pays the AI and the human.

Vendors sell AI support on a deflection or containment rate: the share of conversations the bot handles without a human. A containment rate counts conversations that didn't reach a human. A resolution rate counts customers who stopped needing help. The gap between them is the reopen rate, and it is where AI support business cases quietly fail: a bot that 'contains' 60% but sees a fifth of those come back has really resolved 48%, while you paid inference on everything and human time on the returns.
You pay for every conversation, not every win
AI cost applies to all traffic, including the conversations that escalate — those tickets cost the AI attempt plus the full human handle.
